Practice activity: Complete Through the Guest’s Eyes, reviewing common situations from both employee and guest perspectives to identify behaviours that improve the experience.

2. Understanding the guest journey and moments that matter

Participants map expectations from pre-arrival to departure and identify the touchpoints that influence the guest experience. They explore service gaps and opportunities to exceed expectations.

Practice activity: Complete Guest Journey Mapping, covering reservation, arrival, the stay, dining, requests and departure, then recommend service improvements.

3. Communicating with hospitality

Participants practise creating warmth through tone, word choice and positive language. They use active listening and effective questions to understand needs and adapt their communication to different guests and situations.

Practice activity: Complete Say It the Hospitality Way, turning transactional, negative or impersonal phrases into warm, professional and guest-focused communication.

4. Creating the WOW — from reactive to proactive service

Participants learn to observe guest cues, anticipate needs and personalise service through attention to preferences and details. They explore practical ways to create memorable moments without overpromising.

Practice activity: Complete Create the WOW Moment, designing service responses for profiles such as families, business travellers, elderly guests, honeymoon couples and repeat guests.

5. Handling challenging guests with confidence and empathy

Participants explore the emotions behind difficult guest behaviours and practise maintaining composure. They apply empathy, active listening and emotional control when responding to complaints, demands and unrealistic expectations.

Practice activity: Take part in The Difficult Guest Challenge, handling situations such as delayed room availability, noise complaints, service delays and unmet expectations.

6. Service recovery — turning problems into loyalty

Participants practise taking ownership when service falls short and applying the Listen → Acknowledge → Resolve → Follow-Up approach. They learn to propose appropriate solutions and follow through to restore guest confidence.

Practice activity: Complete Recover the Guest Experience, working through a service failure, conducting a recovery conversation and planning follow-up to rebuild trust and prevent recurrence.

Practical learning throughout the programme

Participants learn through hotel service case studies, guest journey mapping, communication practice, role-plays and service simulations.

Every module concludes with an application activity. Peer observation, reflection, trainer coaching and practical action planning help participants strengthen their service behaviours and apply the learning at work.
